Deflection is a metric that hides a cost.

A bot that keeps a customer from opening a ticket has not necessarily solved anything — it may have just moved the frustration somewhere you cannot measure it. Resolution is a harder number to move and the only one worth optimizing, because it is the one the customer experiences.

Resolving means acting, not just answering.

Most tickets do not end at an explanation. They end at a refund issued, a plan changed, an address corrected, a licence reassigned. An agent that can only talk hands every one of those back to a person.
